服务失败类型与人工智能沟通风格匹配的后果

摘要:伴随着人工智能(AI)技术的发展,越来越多的AI具备沟通功能,开始为顾客提供各类服务,然而服务失败时有发生。一旦服务失败,导致顾客不满意,可能带来严重的后果,因此亟需了解服务失败情境下何时可以降低顾客不满意度。本文以前景理论为基础,探究了在服务失败情境下,不同服务失败类型(过程和结果)和AI沟通风格(互动导向和任务导向)的匹配对顾客不满意度的影响。本文包含两个子研究:研究一对携程网、去哪儿旅行以及大众点评上"杭州菲住布渴酒店"顾客评价的二手数据进行分析,发现与结果失败情境相比,过程失败情境下的AI采用互动导向沟通风格可以降低顾客的不满意度;与过程失败情境相比,结果失败情境下的AI采用任务导向沟通风格可以降低顾客的不满意度;研究二采用情境模拟实验法,对343个被试数据进行分析,结果表明,除了服务失败类型和AI沟通风格匹配对顾客不满意度存在直接影响之外,温情与能力在这一直接影响过程中起到了中介作用。具体而言,过程失败情境下AI采用互动导向沟通风格通过提升顾客的温情感知降低不满意度,而结果失败情境下AI采用任务导向沟通风格通过提升顾客的能力感知降低不满意度。本研究旨在探究服务失败情境下,AI沟通风格对顾客不满意度的影响机制,拓展服务营销理论,同时帮助企业针对不同的服务失败事件有效降低顾客不满意度。?????

Consequence of service failure type and AI communication style matching
Abstract:With the development of Artificial Intelligence (AI), more and more AI has the function of communication, and begins to provide various services to customers. However, service failures occur from time to time. Service failure can lead to customer dissatisfaction and serious consequences, so it is important to understand when customer dissatisfaction can be reduced in service failure scenario. Based on prospect theory, this paper explores How should AI "speak" in serviceHow should AI speak in service failure scenario failure scenario?the impact of matching different service failure types (process and outcome) and AI communication styles (social-oriented and task-oriented) on customer dissatisfaction under service failure scenarios. This paper contains two sub-studies. Study 1 analyzes customer comments for "FlyZoo Hotel", these second-hand data were collected from Ctrip, Qunar, and Dianping. The results show that compared with outcome failure, the matching of process failure and AI social-oriented communication style leads to lower customer dissatisfaction. Compared with process failure, the matching of outcome failure and AI task-oriented communication style leads to lower customer dissatisfaction. Study 2 adopts the experiment method, and 343 respondents were analyzed. The results show that, in addition to the direct impact of service failure type and AI communication style matching on customer dissatisfaction, warmth and competence play a mediating role in this direct impact process. Specifically, after a process failure, AI adopts a social-oriented communication style can reduce customers\' dissatisfaction by improving their perception of warmth, while after an outcome failure, AI adopts a task-oriented communication style can reduce customers\' dissatisfaction by improving their perception of competence. This study aims to explore the impact mechanism of AI communication style on customer dissatisfaction in service failure scenario, expand service marketing theory, and help companies effectively reduce customer dissatisfaction for different service failures.
